Role Overview

We are seeking a Customer Support Manager who will lead and scale the company’s client support operations. This is a hands-on leadership role; you’ll manage a small but growing support team, oversee daily ticket operations, and personally handle high-impact client interactions with some of the world’s top law firms.

You’ll act as both player and coach: managing people, refining processes, and maintaining a proactive, high-touch support experience that reflects the company's reputation for professionalism and precision.

Key Responsibilities
  • Client & Team Leadership
    • Lead and mentor Customer Support Representatives (currently 2: Mikey and Josh), providing guidance on communication quality, tone, and escalation handling.
    • Personally manage complex client inquiries and high-sensitivity issues, ensuring quick and effective resolution.
    • Maintain white-glove communication standards when dealing with law firm clients and their teams.
    • Oversee team coverage across time zones, ensuring smooth shift transitions and consistent service delivery.
  • Operational Excellence
    • Manage day-to-day Zendesk operations, ensuring tickets, chats, and calls are handled within SLAs.
    • Develop, refine, and document SOPs for ticket handling, QA, and escalation protocols.
    • Create and track support metrics dashboards (CSAT, FRT, Resolution Time, Escalations).
    • Analyze recurring issues to identify product or process improvements and collaborate with Product and Tech teams.
    • Maintain and grow internal and client-facing knowledge base documentation.
  • Continuous Improvement & Reporting
    • Conduct weekly reviews with the support team to assess quality, tone, and efficiency.
    • Identify automation and workflow optimization opportunities.
    • Present regular reports on customer satisfaction and team performance to leadership.
    • Support product testing and QA for new feature releases to ensure seamless client experience.

Requirements

Must-Have:

  • 6+ years of experience in customer support or client service management, ideally in SaaS, tech, or legal-tech environments.
  • Experience managing a small-to-mid support team (3–5 members) across multiple time zones.
  • Exceptional written and verbal English communication — clear, professional, and client-facing polish.
  • Hands-on proficiency with Zendesk or similar ticketing platforms.
  • Strong organizational and problem-solving skills with attention to accuracy and detail.
  • Ability to stay calm and professional under pressure when managing demanding clients.
  • Comfortable working closely with leadership and cross-functional teams (Product, Legal Ops, Engineering).

Nice-to-Have:

  • Background in legal operations or paralegal work.
  • Experience in early-stage or scaling startup environments.
  • Familiarity with support QA programs or customer success frameworks.
  • Experience designing or maintaining knowledge bases or internal documentation systems.

An overview of this role

The Customer Success Engineer (CSE) role provides deep subject matter expertise on GitLab technical and product solutions and best practices. CSEs provide customers with technical guidance, go in-depth on use case implementation, and demonstrate the value of GitLab product capabilities.

The Team

You’ll be joining our 30-person engineering organization, a collaborative group of passionate, product-minded builders and will report directly to the VP of Engineering. This team is responsible for evolving and adding powerful new capabilities to our mature, successful SaaS platform. They are the experts at building atop a solid foundation, and they are excited to rally around and support the new AI vision you will bring.


The Role

You will lead the charge in creating the next stage of our product's evolution. Your journey will be a creative one: from exploring cutting-edge techniques to shipping our first-ever intelligent features. You will define the AI roadmap, select the best tools for the job, and set the technical foundation for the future AI/ML team that will follow in the path you create.


The Challenges

  • Charting the Course. You are the founder of our AI practice. The primary challenge—and opportunity—is to turn the blank slate of our AI strategy into a clear, strategic roadmap. You will be the one building this new dimension of our product from first principles.

  • Building the First Engine. You will build our AI capability from scratch atop a solid foundation. This involves setting the standards, choosing the architecture, and establishing the patterns that will power our intelligent features for years to come.

  • Pioneering Integration. The first of anything is always the hardest. You will navigate the unique challenges of integrating brand-new, intelligent systems with a mature platform, ensuring they are not just powerful, but also reliable, scalable, and seamless for our users.

Outcomes You Will Drive

  • Design and deploy our first set of AI-powered features, moving from prototype to production.

  • Develop a long-term vision and roadmap for AI within our product, focusing on areas like agentic workflows to automate complex customer tasks.

  • Architect and implement robust LLM orchestration systems to create reliable and scalable features.

  • Integrate AI/ML models into our existing platform, leveraging techniques like Retrieval-Augmented Generation (RAG) with our proprietary data.

  • Establish best practices for the full AI/ML lifecycle, from model evaluation to deployment and monitoring.


What We're Looking For

We're looking for a seasoned, pragmatic, and product-minded engineer who thrives in a collaborative environment. You should be an excellent communicator who can articulate complex technical concepts to all audiences.

  • 8+ years of overall software engineering experience, 6+ years of hands-on AI/ML experience
  • Proven experience building and shipping AI/ML features in a production environment.

  • Hands-on experience with Large Language Models (LLMs) like GPT, Claude, or open-source alternatives.

  • Familiarity with LLM orchestration frameworks such as LangChain, LlamaIndex, or similar tools.

  • Experience with vector databases (e.g., Pinecone, Chroma) and embedding techniques.

  • Strong programming skills, particularly in Python, and experience working within an established codebase.

  • (Bonus) Experience with model fine-tuning and building complex, multi-step AI agents.

About the team

Angi is seeking an exceptional Staff Machine Learning Engineer who can enable our transformation into a world-class online marketplace. The role is in our Data Science and Machine Learning team, tackling challenges such as homeowner-pro matching, search ranking, and using predictive models to optimize our product and consumer experience. This is a technical leadership role where you will apply state-of-the-art machine learning and AI techniques such as LLMs and neural rankers to both structured and unstructured data. In addition to developing models, we’re also looking for someone who can deploy them at large scale with low latencies to serve our customers dynamically.

What you’ll do

  • Model Development & Data Strategy: Lead development of machine learning models and algorithms to improve our search ranking and how we match consumers with pros. Success in these areas will impact user experience & engagement, retention, and conversion rates - critical metrics for business success.
  • Model Deployment & MLOps: Implement robust MLOps practices to ensure the seamless deployment and scalability of machine learning models. This includes automating model training, versioning, monitoring, and deployment processes to enable fast, reliable delivery of machine learning solutions into production environments.
  • Collaboration with Cross-Functional Teams: Work closely with a strong team of engineers, data scientists, product managers, and designers to build scalable and high-impact machine learning systems. Collaborate on the end-to-end development process, from ideation to deployment, ensuring that data-driven solutions are seamlessly integrated into our products and services.
  • Innovation: Foster innovation within the team, exploring new approaches and techniques to solve complex business problems.

Who you are

  • You have a Master’s or Ph.D. in a quantitative field (e.g., Computer Science, Statistics, Mathematics, or related fields).

  • You are an expert in machine learning and deep learning, and have a good working knowledge of large language models. 
  • You have a proven track record of deploying highly impactful machine learning models into production environments.
  • You are proficient in SQL and Python, and have experience with cloud ML solutions.
  • You have excellent communication skills with the ability to convey complex technical concepts to non-technical stakeholders.
