Mercury: Customer Support Systems & Analytics Architect

We’re looking for a Customer Support Systems & Analytics Architect to own the data strategy and reporting function within the Customer Support organisation at Mercury. As our operations grow in complexity—spanning multiple channels, an expanding BPO model, and sophisticated AI automation—we are moving away from fragmented, project-based data support toward a model of holistic ownership.
In this role, you will be responsible for how we capture, structure, and connect data across our CS systems - including Zendesk and our AI Agent - to drive informed decision-making across the team. You will ensure our systems are configured in a way that produces reliable, high-quality data, and you will translate that data into actionable insights for CS leadership and stakeholders. You’ll sit at the intersection of data, operations, and customer experience, partnering closely with CS leadership, Strategy and Ops, and cross-functional teams like Data to make sure our reporting infrastructure is built to scale. Your work will be foundational to how the CS organisation measures performance, identifies opportunities, and drives decision-making.
Key Responsibilities
Unified reporting and analytics: Actively build and maintain reports and dashboards that give the CS organisation clear visibility into key performance metrics, trends, and performance across channels, teams and projects - from our internal Support team to our BPO partners.
CS Systems configuration and data governance: Work closely with systems admins to advise on the structural setup of our Zendesk instance across customer-facing teams, ensuring it is configured to generate clean, consistent, and reliable data while maintaining secure systems and efficient workflows.
Data hygiene standards: Define and enforce standards for how data is captured across CS systems so that reporting is accurate, trustworthy, and reproducible
AI automation data oversight: Monitor and analyse data from our AI chatbot, ensuring it is tracked in a way that supports quality reviews and decision-making across the CS organisation
Insights to action: Translate raw data and reporting into clear recommendations that help CS leadership make decisions on resourcing, tooling, process improvements, and strategy
Stakeholder support: Partner with cross-functional partners in areas like Product, Data and Strategic Finance to understand their data needs and deliver reporting that supports their goals
Systems evaluation: Assess the data capabilities of existing and new CS tools, and make recommendations on how to optimise our systems stack for better reporting outcomes
Process documentation: Document data structures, reporting methodologies, and system configurations to ensure institutional knowledge is retained and accessible across the team
What You Bring to the Table
5-8 years of experience in a data analyst, business intelligence, or systems analyst role, ideally within a customer support or operations environment
Hands-on experience with Zendesk administration and configuration, including views, fields, triggers, and reporting, as well as using Zendesk Analytics to build reports and dashboards
Fluency in SQL and experience working with data and BI tools such as Omni, Metabase, or similar
Strong analytical thinking with the ability to turn complex datasets into clear, actionable insights
Experience building and maintaining dashboards and reports for non-technical stakeholders
Deep understanding of data hygiene principles and how system configuration impacts data quality
Excellent communication skills, with the ability to present data findings clearly to stakeholders at all levels
Collaborative mindset with experience working cross-functionally across teams such as Operations, Product, and Engineering
The Ideal Candidate Will Also Have
Experience working with AI chatbot or conversational analytics platforms
Familiarity with other CS tools such as Intercom, Guru, or Rippit (formerly known as MaestroQA)

US employees in New York City, Los Angeles, Seattle, or the San Francisco Bay Area: $154,200 - $192,800

The role

About the Team
Netlify's Finance team is responsible for the financial infrastructure that keeps the business running with clarity, managing the operating model, monthly reporting, budget management, and the KPI layer that leadership relies on to make decisions. We are looking for this role to own that corporate finance cadence, and beyond that, to help reimagine what that cycle looks like in the age of AI. Netlify is leading the change of how software gets built with AI, and we believe our own finance function should be transformed the same way. What You'll Do
Own the monthly reporting cycle end to end - actuals load, budget-vs-actuals, variance commentary, and the management reporting package providing actionable insights and explanations.
Maintain and run the 3-statement operating model and driver-based forecast, including reforecast mechanics and scenario updates
Own headcount and software/vendor expense forecasting, and track actuals against approved budget throughout the month
Maintain the company-level KPI and metrics layer - ARR, NRR, gross margin, CAC payback, Rule of 40 - including data integrity and the reporting built on top of it
Own Pigment model hygiene, integrations, and report building, keeping the system reliable and well-structured as our source of truth
Build and maintain department-level budget tracking reports, and support department leaders with regular coverage of budget, headcount, and software spend
Partner with GTM leadership on sales team planning and KPI tracking, serving as a reliable point of contact for spend and headcount questions
Drive automation of manual work in the monthly close and forecast cycles using AI and tooling improvements, with measurable reduction in cycle time

What You'll Bring
Several years of experience in FP&A, strategic finance, investment banking, or private equity, with direct exposure to the recurring corporate finance cycle
A history of building and maintaining 3-statement financial models with scenario planning and sensitivity analysis
Strong working knowledge of US GAAP and core accounting principles
Advanced proficiency in Google Sheets or Excel, and comfort working with large datasets and formula-heavy models
Deep command of SaaS metrics and their drivers - ARR, NRR, CAC payback, gross margin, Rule of 40 - and experience in a SaaS or usage-based business

The Role:

What you’ll do
Advise on payments products and infrastructure. You’ll support a broad portfolio of payments-related initiatives across Mercury. You’ll advise on matters involving payment rails, product launches, operational incidents, partner relationships, and customer-facing experiences. You’ll help product teams navigate regulatory complexity while continuing to build exceptional products.
Partner across the company. This role sits at the intersection of Product, Compliance, Risk, Engineering, Operations, Partnerships, and Legal. You’ll build trusted relationships across these functions and bring legal perspective into conversations early, not as a checkpoint, but as a low-ego, high-ownership thought partner.
Help launch new capabilities. Mercury is continuing to expand its product offerings while building a nationally chartered bank. You’ll support new payment capabilities (like Zelle) from early exploration through launch, helping teams identify risks, evaluate options, and make sound decisions in ambiguous environments.
Support financial crimes initiatives. You’ll work closely with Mercury’s AML Advisory, Sanctions, Compliance, and Risk teams on matters involving financial crimes compliance. You’ll help interpret requirements, evaluate new initiatives, and develop practical guidance that enables teams to move efficiently while maintaining an appropriate risk posture.
Build scalable guidance. The best legal advice solves more than the question in front of you. You’ll help create frameworks and guidance that improve consistency, reduce friction, and allow the organization to make better decisions over time.

What you should have
4+ years of legal experience.
Active license to practice law in at least one U.S. jurisdiction.
Experience supporting fintechs, banks, payment companies, sponsor-bank programs, payment networks, BaaS providers, or regulators with substantial payments- or AML-related exposure.
Strong working knowledge of payments-related regulatory frameworks, and an interest in emerging areas like stablecoins.
Familiarity with BSA/AML and sanctions requirements.
Exceptional communication skills. You know your audience and tailor accordingly.
Strong judgment and comfort operating in ambiguous environments.
A proactive sense of ownership. You’re comfortable saying, “I don’t know yet, but I’ll find out.”
Genuine curiosity about financial products, financial infrastructure, and the evolving regulatory landscape.
